Amazon customer service outsourcing for buyer messages, A-to-z claims and returns
Our Amazon customer service outsourcing covers the buyer side of your seller account: messages answered inside Amazon's Communication Guidelines, A-to-z claims answered with evidence before the deadline, refunds and returns handled within limits you set and negative feedback dealt with the way Amazon allows. It is included in Store Care from $399 a month and in Ops Desk Growth and Scale from $2,499 a month, or you can hire a dedicated support agent who works only on your store.

Quick answer
Outsourcing Amazon customer service means a team outside your company answers buyer-seller messages, responds to A-to-z Guarantee claims, handles returns and refunds and watches feedback, inside your Seller Central with named user access. The work matters because claims and negative feedback count toward your order defect rate, which Amazon says to keep under 1%.
What Amazon customer service outsourcing covers
You hand us the inbox and the claims queue, and you keep the decisions that cost money.
| Work | What we do | What you decide |
|---|---|---|
| Buyer-seller messages | Read every message, answer from templates you approved and write individual replies when a template does not fit; mark "no response needed" only where it is true | The tone, the templates and anything outside them |
| Order problems | Check tracking, carrier scans and stock; arrange replacements or refunds inside your limits | Any refund or replacement above the limit you set |
| A-to-z Guarantee claims | Gather tracking, delivery proof and message history; respond before Amazon's deadline; resolve with the buyer where that is the right answer | Whether to refund in full when the evidence is mixed |
| Returns | Authorize returns under Amazon's policy, check reasons, flag patterns by SKU, track refunds against returned units | Restock, liquidate or dispose for each return reason |
| Feedback and reviews | Watch seller feedback and product reviews; reply where Amazon allows; request removal only where the feedback breaks Amazon's rules | Anything that touches product, packaging or listing claims |
On FBA orders Amazon handles much of this itself. Sell on Amazon says that with FBA, Amazon will "handle customer service and returns on your behalf" (checked Oct 20, 2026). FBA sellers still get product questions, still carry the account's feedback and claims, and still need someone to read the return reasons. Orders you ship yourself sit fully with you.
Amazon's rules for buyer messages
Amazon sets tight rules on what you may send buyers and how fast you should reply. Breaking them is an account health issue, not a style issue.
Reply speed.
Amazon's help pages have long said: "Respond to buyer messages within 24 hours, including weekends and holidays," and "Auto-responders are not considered a valid response" (as quoted on Amazon's Seller Forums). The current wording lives on the "Respond to messages" page inside Seller Central, so we check it in your account before we start. Weekends count, which is the hardest part of the job for a small team.
What you may send.
Amazon's Communication Guidelines have applied to all sellers since Nov 6, 2020, with defined permitted message types (Amazon, News_Amazon). In plain terms, as a vendor summary puts it: replies to a buyer's question are fine if they stay on the order; messages you start yourself are allowed only when they are needed to complete the order or provide required customer service (Seller Labs, Aug 18, 2026, vendor summary of Amazon's guidelines).
What you may not send,
per the same summary: links off Amazon, including your own website; logos that link off Amazon; marketing dressed up as a thank-you; and any offer of money, product or a discount in exchange for a review or for changing feedback. We follow the current Communication Guidelines page in your Seller Central, which overrides any summary, ours included.
How we cover weekends
Our shared team works 9am to 6pm US Central, Monday to Friday. Amazon's 24-hour expectation does not stop on Saturday, so we agree a weekend plan with you in writing before we start. There are two workable options.
- 01You or your staff cover the weekend inbox,
using our templates and a short escalation list, and we pick up anything open on Monday morning.
- 02A dedicated customer support agent
whose agreed schedule includes weekend hours. A dedicated ecommerce customer support agent works only on your business, and the schedule is set in writing.
We will not tell you a business-hours team meets a seven-day expectation. If neither option works for you, we say so before you sign.
A-to-z claims, feedback and the order defect rate
Your order defect rate (ODR) is the share of orders with a defect, and Amazon says to "keep your ODR under 1% to avoid restrictions on your selling privileges" (Sell on Amazon, Oct 16, 2024). Three things count as defects: negative feedback, A-to-z Guarantee claims and credit card chargebacks. Granted A-to-z claims count against you; claims Amazon denies or the buyer withdraws do not (Seller Labs, May 13, 2026, vendor summary).
That makes claim handling part of account health. The A-to-z Guarantee covers the timely delivery and condition of items bought from third-party sellers (About Amazon, Oct 6, 2021). When a buyer files, Amazon sets a deadline for your response, printed on the claim in Seller Central. Our routine for each claim:
- 01Same business day:
read the claim, the order, the tracking and every message with the buyer.
- 02Build the file:
carrier scans, proof of delivery, photos, the listing as it read on the order date and your return policy.
- 03Decide with you where it matters:
if the evidence is mixed, a full refund before Amazon decides is often cheaper than a granted claim on your ODR. You choose.
- 04Respond before the deadline,
log the outcome and add the cause to the weekly review.
Negative feedback works the same way. We reply where Amazon lets sellers reply, ask Amazon to remove feedback only when it breaks Amazon's own feedback rules, and never ask a buyer to change feedback in exchange for anything. Our Amazon account health management page covers the other metrics that sit next to ODR.
The daily routine
The same routine runs on every account we support, and every step leaves a dated record in your workspace.
- 01Morning sweep.
Every open message, claim, return request and new piece of feedback, sorted by urgency.
- 02Replies and fixes.
Messages answered inside the guidelines; tracking checked, carriers chased, replacements and refunds issued inside your limits.
- 03Escalations.
Anything over your limit, any safety complaint and any legal threat goes to you the same business day with a recommended reply.
- 04End-of-day check.
Nothing left unanswered that arrived during the business day.
- 05Weekly review.
Contacts by reason, by SKU and by channel, with the two or three fixes that would remove the most messages next week.
Sample inbox log (Illustrative · sample figures)
| Time | Order type | Reason | Reply time | Action | Escalated |
|---|---|---|---|---|---|
| 9:12am | FBM | Where is my order | 2h 10m since received | Tracking shared; carrier delay noted; follow-up set for Thursday | No |
| 9:40am | FBA | Missing part | 3h 05m since received | Replacement part sent from your stock; SKU flagged for packing check | No |
| 10:05am | FBM | A-to-z claim, item not received | Same day | Proof of delivery and scan history submitted | Yes, refund decision above your limit |
Fix the cause, not just the message
Many "where is my order?" messages trace back to delivery promises the operation cannot keep: a handling time set too short, a carrier cut-off nobody updated, a warehouse that uploads tracking late. When the weekly review shows a cluster, we trace it to the cause. Our guide to where-is-my-order tickets walks through the fixes, and the WISMO Breaker and Returns Relay modules build them into your own systems.
Selling on Walmart too? Its seller response standard is 95% or above within 48 hours, one of eight performance standards (Walmart Marketplace Learn, Jul 28, 2026). One inbox routine can serve both channels, with each clock tracked separately.
What we never do
- Ask for your owner password. You add named users through Seller Central's User Permissions and choose what each can see.
- Send links off Amazon, marketing messages or anything that offers value for a review or a feedback change.
- Copy buyer names, addresses or messages out of Seller Central into tools you have not approved.
- Refund above your limit, or close a claim against you, without asking.
- Let an auto-responder or an AI draft go to a buyer without a person reading it first.

Prices exclude sales tax where it applies. Founding offer: 20% off launch fees, add-ons and the Foundation, plus 20% off monthly plans for the first 6 months, for the first 25 clients or until Jan 31, 2027, whichever comes first. Every price is on our pricing page, and the multichannel version of this work is on order and customer operations.
Who this is for
- Amazon sellers who ship some or all orders themselves and cannot keep up with messages and claims.
- Brands at $1M+ a year whose support sits with a founder or one overloaded person. Start with the free Profit Leak Scan, which reports ticket volume and response times as part of its operations section.
- Sellers on Amazon, Walmart and Shopify who want one routine across every inbox, run inside our Amazon store management plans.
It is not for sellers who want review requests that break Amazon's rules or a promise that feedback will be removed. Amazon decides removals.
Get the inbox and the claims queue off your plate
Brands at $1M+ a year can start with a free Profit Leak Scan: a written report within 48 hours of working access, read-only, including ticket volume, response times and the causes behind them. No sales call required. Or talk to an ops lead for free about your inbox, your claims and your weekends.

How much does Amazon customer service outsourcing cost?
Buyer messages and order problems are included in Store Care from $399 a month for one channel and up to 10 SKUs, and in Ops Desk Growth ($2,499 a month) and Scale for brands at $1M+ a year. A dedicated support agent costs their salary, passed through at cost and shown on every invoice, plus a $399 monthly management fee. First term 3 months, then month to month with 30 days' notice.
How fast does Amazon expect sellers to answer buyer messages?
Amazon's help pages, as quoted on its Seller Forums, ask for a reply within 24 hours, including weekends and holidays, and auto-responders do not count. The current help page is visible only inside Seller Central, so check the wording in yours. Our shared team works business days, so we agree a weekend plan with you before we start.
Do you cover weekends?
Our shared team works 9am to 6pm US Central, Monday to Friday. Weekends are covered either by you or your staff, using our templates and escalation list, or by a dedicated support agent whose agreed schedule includes weekend hours. We set the plan in writing before work starts and never pretend a business-hours team covers seven days.
Do A-to-z claims affect my account health?
Yes. A-to-z claims are one of three things that count toward your order defect rate, with negative feedback and chargebacks, and Amazon says to keep that rate under 1%. Granted claims count against you; denied and withdrawn claims do not. That is why we answer every claim with evidence before Amazon's deadline.
Can you get negative feedback removed?
Sometimes. Amazon removes seller feedback that breaks its own feedback rules, and Amazon makes that call. We request removal only when the feedback clearly breaks those rules, with the reason stated, and reply professionally to the rest. We never offer a buyer anything to change or remove feedback, because that breaks Amazon's rules.
I use FBA. Do I still need customer service?
Less, but yes. Amazon handles customer service and returns for FBA orders. You still get product questions through buyer-seller messages, your account still carries feedback and claims, and return reasons by SKU still tell you what to fix. Any orders you ship yourself are fully your responsibility.
Can AI answer Amazon buyer messages for me?
AI can draft replies, but a person should read and send every one, and on our team a person always does. Amazon's help pages treat auto-responders as no response, and an unchecked draft can break the messaging rules or promise something your listing does not. We also keep buyer data inside Seller Central and the tools you have approved, never in tools you have not.
What do you need from me to start?
Named user access through User Permissions, your refund and replacement limits, approved reply templates (we draft them for you to edit), your return policy, an escalation contact and a decision on weekend cover. Most of it fits on one page. We start the daily routine as soon as access works and the limits are agreed in writing.
Do you need my Seller Central password?
No, never. You add our named team members through User Permissions and choose what each can see and change. Every user has multi-factor authentication, our permissions exclude bank, payout and legal entity settings, and access is removed within 24 hours of a team change or the end of the work.
